Two pitches land on a customer care leader’s desk in the same quarter, often competing for the same budget. Agent assist helps your people handle each call faster, while autonomous AI agents take calls off the queue entirely. One makes every agent better. The other shrinks the queue those agents face. We build AI workers, our name for AI agents, that take customer care calls from first ring to resolution, and we see this choice every week. The decision that matters is which calls go to each.

Agent assist helps people handle calls faster. An autonomous AI agent handles the call itself and takes the action, such as updating an order or booking a visit. The usual split: autonomous AI agents take the high-volume calls that end in an action, and agent assist stays on the calls that need judgment.

Key takeaways

  • Agent assist supports a human agent mid-call, and the human still does the talking.
  • Autonomous AI agents take the whole call and finish the task in your systems.
  • Sort calls by what they end in. Send clear actions to AI agents, and keep judgment calls with people.
  • HappyRobot’s AI workers resolve customer care calls end to end and hand the rest to your team with a summary and the full transcript.

What is agent assist?

Agent assist is AI that supports a human agent during a live call or chat, while the human stays in control.

What is agent assist in call centers, day to day? Picture a second monitor that seems to read the customer’s mind a little. During a call, your agent typically sees:

  • Suggested replies based on what the customer is saying
  • Relevant knowledge articles, without the need to search for them
  • Recommended next steps, such as opening the refund screen
  • Compliance prompts, such as a reminder to tell the customer you’re recording the call
  • A call summary ready to add to the support ticket

Products differ in polish, but the design choice stays the same. The human still leads the conversation and does the work, and AI makes it easier to do both well. That's what agent assist is. Why it's useful becomes clear once you see how it works.

How does AI agent assist work?

AI agent assist works in four steps, all happening around the live conversation. Real time agent assist kicks in as soon as the customer starts speaking, helping agents find the right information and decide what to do next.

  1. Real-time listening. Speech recognition transcribes the call while AI identifies the customer’s intent, sentiment, and key details, such as an order number. Some teams also add accent neutralization for call center agents at this layer, so both the customer and the transcription engine hear a clearer voice.
  2. Knowledge surfacing. AI matches the conversation against your knowledge base and brings up relevant articles, saving agents from searching for answers mid-call.
  3. Next-best action. It recommends what to say or do next, from a suggested reply to a refund or a retention offer.
  4. After-call work. Once the call ends, AI drafts the summary, tags the interaction, and fills in disposition fields that agents would otherwise complete manually.

Why it’s useful comes down to shorter calls, less after-call work, more consistent answers, and faster ramp-up for new hires. The research backs that last one.

In a 2025 study of 5,172 customer support agents, published in The Quarterly Journal of Economics, an AI assistant raised issues resolved per hour by 15% on average, and less experienced agents gained the most. Agent assist AI works like a patient senior colleague beside every new hire.

Agent assist makes each call shorter, but the queue only shrinks when the call doesn’t need a person.

What is an autonomous AI agent in customer care?

An autonomous AI agent handles the customer conversation itself, from start to finish, and takes the action in your systems. The order change, booking, or payment already sits in your system when the customer hangs up.

HappyRobot is an AI agent platform for enterprise operations. We call our AI agents AI workers, and in customer care they take calls end to end across voice, chat, email, and messaging. Our AI workers for customer care act directly in your ticketing systems, CRMs, and databases.

Across our customer care deployments, our agents are achieving “9.4/10 customer satisfaction scores and more than 70% autonomous resolution on average,” as we shared in our Series C announcement.

Naturgy shows what that looks like on one line. The AI agent on its technical service line answers every incoming call with no wait, runs a full diagnostic, and resolves many issues on the spot. Its customers gave it the same 9.4 out of 10 in its first weeks. Read how Naturgy runs its technical service line.

CMA CGM, the global shipping group, runs the same model on inbound cargo release inquiries. AI agents fully resolve “over 46% of cases in the US,” and each resolved case triggers an email with the cargo release number. Here’s how CMA CGM deploys AI agents in customer care.

Which calls should go to an AI agent, and which need agent assist?

Sort calls by what they end in, whatever the topic. Clear actions go to an AI agent, and judgment calls go to a person.

Gartner expects agentic AI to resolve 80% of common customer service issues without human intervention by 2029, per its March 2025 forecast.

Here’s how eight common call types split between the two.

Split of eight common call types between AI agent and agent assist

Each row comes from work our AI workers already do. Our AI workers for retail pull live order status and make order changes. Our AI workers for utilities end the call with the visit booked, or as that page puts it, “Not ticketed. Booked.” Our AI workers for finance capture payment commitments and route disputes to the right specialist. For troubleshooting, our customer care page reports a “90% resolution rate,” and Naturgy is the named example. When its agent can’t solve a problem on the call, it arranges a technician.

Start with the call types that carry the most volume and the clearest rules, and keep the last three rows with people.

Send us your top five call types, and our team will show you which ones a HappyRobot AI worker can take end to end.

How HappyRobot hands calls to your team

Agent assist and AI agents meet at the handoff. When our AI worker passes a call to a person, that person starts with everything the AI worker already knows, and the customer doesn't have to repeat their account number.

  • Warm transfers. The AI worker transfers the caller with a warm handoff, and your agent picks up with the context in hand.
  • Context on screen. Your agent gets a conversation summary and the full transcript through a screen-pop in your contact center software. In our customer care page’s words, “the right specialist gets the full context.”
  • The customer chooses. At Naturgy, callers hear that an AI agent is assisting them, and they “can ask to be transferred to a human agent at any point in the conversation.”
  • Memory across calls. With Contact Intelligence, the AI worker knows who the customer is, what they called about last time and what’s still open.

CMA CGM describes where that leads.

“Building on successful pilots, we are now expanding these applications internationally to improve customer experience and support our teams.”

Mathieu Friedberg, Executive Vice President, Transformation, CMA CGM Group.

How to choose an AI agent for customer care

Five questions separate a good demo from a good deployment.

  1. Does it finish the job, or only answer? Plenty of AI can answer an order question. Fewer can change the order. Our AI workers read and write records in your ticketing systems, CRMs and databases through 200+ integrations.
  2. What must happen on every call? Our workflow logic sets exactly what happens, in what order, every time, and you can build steps such as identity verification as their own sub-workflow. Our finance AI workers already follow AI disclosure, recording notices and consent confirmation on every call.
  3. How will you know it’s working? We set pass/fail conditions for each call type with northstars and automatically evaluate sampled production sessions against them.
  4. How is it tested before customers hear it? Our adversarial agents act as “AI-powered mock users that actively try to break your agent,” in a sandboxed session before go-live.
  5. How long until it’s live? CMA CGM had “production-ready deployments in as little as four weeks,” with our forward deployed engineers on-site.
HappyRobot northstars define what a successful call looks like

Those two pitches stop competing once you sort your calls. Agent assist improves the calls your people take, from complaints to retention. HappyRobot’s AI workers take the calls that don’t need a person, at 3 am or on the busiest Monday of the year, and hand the rest to your team with the full story.

Frequently asked questions

  • Is agent assist the same as an AI copilot?
Mostly, yes. Agent assist and an AI copilot both describe AI that supports a person during a live conversation. “Copilot” is a newer market term some platforms use for real-time agent assist, and the human stays in control either way.
  • Will AI agents replace agent assist?
AI agents will replace agent assist on the calls they take end to end. HappyRobot’s AI workers handle high-volume calls that end in an action, like order changes and booked visits. Agent assist keeps helping your people on the complex calls that remain.
  • Do customers know they’re talking to an AI agent?
Customers should know they’re talking to an AI agent. At Naturgy, callers hear that an AI agent is assisting them, and they can ask for a human agent at any point in the conversation. HappyRobot’s finance AI workers also follow AI disclosure protocols on every call.
  • Can an AI agent hand a call to a person mid-conversation?
Yes, an AI agent can hand a call to a person mid-conversation. HappyRobot supports warm transfers and passes a conversation summary and the full transcript to the person who picks up. Your agent starts with full context, and the customer never repeats their story.
  • How long does it take to put an AI agent on customer care calls?
Initial HappyRobot agents typically go live within 4 to 12 weeks, and each sprint after that refines the agents in production and adds new ones. CMA CGM had production-ready deployments in as little as four weeks, with forward-deployed engineers on-site.
